Theft from Hotel Housekeeping Staff - Surprisingly Lack of Follow Up from Management

I am a Lifetime Diamond member from Hilton (which means I have maintained Diamond status for over 10 years and also stayed 1,000 nights or spent $200,000 in base points) and this year alone, I travelled and stayed (after a current stay ending next week) 70 nights so far this year. This evidences my experience with what is good about staying at a Hilton branded property and what can go wrong - and how it is handled. I stayed at this property for an initial 14 nights (2 weeks back to back reservations from October 14th-28th) and returned in a week for another 20 nights (17 nights and then an additional 3 nights back to back from November 5th-25th) for a total of 34 nights. The positive: Rooms were nicely furnished and maintained. Friendly everyday staff. Nice breakfast options. Very nice gym (small, but well equipped and had free weights), pool area and spa. The negative: I was in the Las Vegas area for an extended stay and prior to my arrival, due to high occupancy, my first week of the reservation was changed to a larger category of suite well in advance of my stay. Since I had another reservation for an additional week, I called the property to see if I could stay in the same room so we did not have to move. The person who helped me was extremely friendly. As a result, I wanted to bring her a box of Sees chocolates which is famous from where I live in Los Angeles. I brought the wrapped chocolates with a card to give to this very helpful employee. Ironically, these chocolates were stolen from our hotel room by another member of the hotel staff, who entered the room when we were out of the property for the day. This was not noticed for a few days since the hotel worker we wanted to thank was off. It was only when I was going to bring the chocolates to the worker that I noticed the chocolates were gone. I purchased a replacement box online and had it shipped to me at the hotel. I called and asked to speak to the General Manager of the Hotel and was connected by the front desk representative. I then left a voice mail. Since I did not hear back, a few days later I stopped at the front desk to ask the man on duty when I could speak with her. (I believe her name was Wendy). I was then told by that employee that the GM had a medical emergency and was not at the property the days prior and it was not known when she would return. Shouldn't front desk staff know if there was no longer a head manager at the property and what the temporary chain of command should be? Why did another front desk person connect me when the GM had already left the property for an extended period? If the person did know she was gone, this person may have just done so wanting it not to be their issue to handle, but to go to voice mail. This was the first inkling of there not being policies and procedures in place about how to handle problems if the GM is gone for an indefinite period of time. I then spoke with assistant manager Michelle and explained what happened. She expressly told me that the regional manager would be visiting the property the following week and would be the person, who could access key card information for entry to my room as well as any possible cameras. I waited until the following week and followed up again with Michelle about the status. She said that the regional manager would arrive soon and that someone would be in touch with me. I gave it another few days and followed up again and she said that it was being looked into and that someone would be in touch. Nobody was ever in touch with me from management. As a victim of crime at this property, it is not right that I had to follow up 3 times with no response. The management and/or regional manager knew where to find me and had my contact information. She did offer to reimburse me for the stolen item, but I expressly told her that it was more important to catch the criminal on their staff since if I was having items stolen so would other guests of even potentially greater value. At the end of my final 17 nights at this property, when I left, nobody from management followed up and I thought that I would be wasting my time to inquire any further since they had no captain running the ship and no policies or procedures about how to handle matters like this when the GM is out indefinitely. I then filed a incident report with the Diamond Desk of Hilton and was assigned a case number. Today, I followed up since it had been 9 days since I filed the report and nobody had followed up with me. I was surprisingly told that the same manager Michelle, who failed to follow up with me and/or to make sure that it was on her to-do list to have the regional manager follow up with me, was the same person who responded to Hilton corporate about my complaint. I was informed by Jonathan, the Diamond Desk representative that she said that there were no cameras which had my room on them and there was nothing they could release without police involvement. Michelle did ask with my spouse present whether I filed a police report, but at no point did she say that I needed to do so in order to have an investigation and pursue the matter further. At that time, I did not file a report since the value of the item stolen was only $50. As a result of my conversation with Hilton today, I was informed that Michelle told the Diamond Desk that a police report was required to release anything, so I filled a police report today for the theft with the Henderson Police Department and was assigned an incident number. I specifically asked Michelle on 3 different occasions about having the key card access pulled from the computer system and she told me that only the regional manager had the authority to do so with the GM out. Why did she change her story and now only mention there being no video footage, but did not mention our 3 prior discussions about the key cards as well as a police report being required to release anything? Since I was out of my room for full days, it would have been very easy to pull the key card entry info and know what staff were on duty that day servicing the rooms. Since more than 30 days had passed, even since I was staying at the property for 34 nights, it would be unlikely after this period of time that the records would go back that far. To top it off, the Hilton Corporate Representative from the Diamond Desk in Dallas (Jonathan) told me that he spoke with Diana at the front desk today and found out that the GM had returned to the property and would be in from 12pm onwards and that he expressly asked for her to call. As of 6:45pm, no call had been received to me or Hilton Corporate as a follow up. It is a sad state of affairs that even the people, who are supposedly in management positions have no regard for corporate policies and culture and have no sense of ownership and/or pride to follow up with a guest experiencing an issue like I experienced. To me, this is someone who has a title, but no actual responsibilities, and the lack of follow up clearly evidences this and an even greater problem at the property to not have policies and procedures in how to handle thefts or even potentially emergencies. It is ironic that one of the highlights of staying at the property was the friendliness of the staff, but unfortunately they cannot solve any problems and have no follow up skills. There needs to be policies and procedures in place that go beyond smiling and saying good morning and good night as you pass by the front desk and a chain of command for taking ownership of a problem to do so.

Property location excellent. Easy access to shopping centers, freeways, family. Enjoyed our stay, excellent staff especially Daniel. He was at front desk when we arrived; they say first impressions set the time, and Daniel did as the rep for Homewood!

Great hotel to stay in East Vegas

The hotel has very nice staff that know the area around the hotel. The breakfasts are free and Wednesday evenings they have free dinner called a guest social dinner. The rooms have cooktops, oven and full size fridge and freezer combo.

Everyone is friendly here! Rooms were clean and service was excellent. My only issue was the selection of the breakfast. If only there was a waffle maker… pool looked great but I didn’t swim in it. A little ways from the strip but plenty of places to eat near by.

Amazing Hotel

I booked this hotel for EDC in October. It was an amazing stay and a friendly location just south of Las Vegas. I would highly recommend it to anyone that wants to stay away from all the chaos that goes on at the strip.
